Escalation matrix

An escalation matrix is a process of notifying the different management levels for various types of issues. The different levels of the escalation matrix are:

Type 1:

Level 1 – Customer Service Support

If a customer wants to register a complaint, he/she contacts the concerned bank’s customer service via – phone, email or a live-chat. The bank generates a ticket for generating the complaint and a TAT (Turn-Around-Time) to resolve the issue. The issue gets escalated to the next level of management if the complaint does not get resolved by the customer service support.

Level 2 – Branch Manager

If the registered complaint does not get resolved within the expected time frame or, if the customer is not satisfied with the settlement of the issue, he/she can escalate the complaint to the bank’s branch manager. In order to resolve the issue, the branch manager coordinated with the customer service support.

Level 3 – Bank Regional Head (oversees the respective Bank Branch)

The customer can escalate the issue to the Bank Regional Head if the branch manager cannot resolve the issues by 8 working days. In some cases, a customer can directly reach out to the regional branch head if the customer service support is unable to resolve the issue. In case, the customer encounters certain issues from the customer service support like – rude behavior or being forced to register for a loan, the customer can escalate the issue with the regional head.

Level 4 – Grievance Redressal Officer (GRO) – Zonal officer

The zonal officers address all the banking concerns or grievances and they are the first level of Grievance Redressal Officer (GRO).

Level 5 – Head office of GRO – Chief Grievance Redressal Officer (CGRO)

The next level of the escalation process is the CGRO – Chief Grievance Redressal Officer. If the Grievance Redressal Officer (GRO) cannot resolve the issue to the customer’s satisfaction, the customer can escalate the issue to the Chief Grievance Redressal Officer (CGRO). The Chief Grievance Redressal Officer takes maximum of 3 working days to resolve the issue.

Level 6 – Internal Ombudsman (IO)

The Internal Ombudsman is the final step in the escalation matrix where the IO resolves the customer’s issue within 16 working days. They are the senior officials appointed by the RBI (Reserve Bank of India). They are responsible for protecting the rights of the public within the administrative jurisdiction and to execute them rightly. They are also responsible for ‘General surveillance of the functioning of the government’ and any unresolved banking related issues or complaints.

Type 2 ICICI Bank

ICICI bank provides 3 escalations levels of grievance redressal process. They are:

Level 1 – Customer Service

Level 2 – Nodal officer

If you are not satisfied or the customer service fails to resolve your issue, you can reach out or write directly to Mr. Subhendu Tripathy, the Head of Phone Banking Services. Level 3 – The Principal Nodal Officer

If the Nodal officer cannot resolve the issue to your satisfactory level, you can reach out to the Principal Nodal Officer through same process.
